Who Answers Your Store Chat First: Your Team or the AI?
A small sales team is rarely all free at once. A contact form, a help-desk bot, or a sales AI set to answer first or last: four ways to decide who answers your chat first, compared.
A small sales team, two to five associates, is rarely all free at once. Someone is with a client, someone is on a call, someone is in the physical store. Meanwhile a shopper opens the chat on your site and waits.
Every small team already has a policy for who answers first. Most never chose it: it’s whoever happens to be free, and sometimes that’s nobody. Here are the usual options, compared, and how to choose between them.
The options at a glance
| Option | Who answers first | When associates are busy | Good at | Weak at |
|---|---|---|---|---|
| 1. People only, with a contact form | Whoever is free | A timer shows a “leave a message” form | Personal sales conversations | Busy moments: the shopper gets a form |
| 2. A help-desk bot first | The help-desk bot | The bot answers; sales questions wait for people | Policy questions | Selling: it isn’t built for it |
| 3. Sales AI, “Answer first” | The AI agent, in chat | The AI keeps helping and offers a person when needed | Every shopper gets a reply without waiting for an associate | Associates who want to take every chat themselves |
| 4. Sales AI, “Answer last” | Your associates | The AI takes conversations no one could answer | Keeps people first, with the AI as the safety net | Needs a wait limit long enough for the ringing to reach the AI |
1. People only, with a contact form
How it works: the chat rings your team; if nobody answers in time, a timer shows a contact form.
Strengths: every conversation that’s answered is answered by a person.
Weaknesses: the form appears exactly when your team is busiest, which is often when the store is doing well. A shopper with a question about a product is asked to leave her details instead.
2. A help-desk bot as the first line
How it works: the help desk’s bot answers first; sales questions are left to people.
Strengths: handles policy questions well.
Weaknesses: it’s built for support, not for helping someone choose. The sales questions still wait for a free associate.
3. A sales AI that answers first
How it works (Immerss, “Answer first”): the shopper opens the widget and the AI agent takes the conversation straight away, in chat, under the name and avatar you chose. Your associates aren’t involved until the AI hands a conversation over.
Strengths: a team that’s often away from the screen doesn’t have to drop what it’s doing; associates join the conversations that need them.
Weaknesses: associates who want to take every conversation themselves may prefer option 4.
4. A sales AI that answers last
How it works (Immerss, “Answer last”): the conversation first rings your associates as usual. The AI agent takes it when there’s no one to ring: everyone is offline, busy, outside their working hours, or has already been rung without answering.
Strengths: people stay first in line, and the AI picks up what nobody could take.
The caveat: the overall wait limit still applies. It’s “Call duration before timeout (seconds)” on Settings → Calls & Chat, between 30 and 180. If it runs out while associates are still being rung, the shopper gets the “leave a message” form rather than the AI. Many associates and a short timeout make this more likely.
When the AI offered a person and nobody was free
With either policy, if the AI was helping, offered a person, and no associate took the conversation in time, the AI takes it back and tells the shopper:
“Sorry to keep you waiting — no one is free to join us just this minute. I am still here and happy to keep helping, and I will pass our conversation along as soon as someone is free.”
Which one fits your store?
- Associates mostly on the floor or with clients: option 3, “Answer first”.
- Associates at the screen, keen to sell in chat: option 4, “Answer last”, with a timeout long enough for the ringing to reach the AI.
- Mostly policy questions, few sales conversations: option 2 may be enough.
- Very few chats and a team always at the screen: option 1 can work.
If your busy moments come in waves, such as a sale weekend, we’ve compared what to put in front of shoppers’ questions at peak.
Good to know before you choose
- The AI chats in text. Conversations with the AI agent are always text chat.
- It replies first; it doesn’t open, unless you ask it to. By default the AI replies to the shopper’s first message. To have it write first, add the step “AI initiates chat” to your programmable messages.
- Personal links stay personal. A conversation addressed to a specific associate is never taken by the AI.
- One AI agent per store, not split by department or page.
- It waits for the shopper to finish. “Delay in reply (sec)” runs from 1 to 7 seconds (4 by default). The AI waits until the shopper has stopped typing for that long, so it answers her whole message rather than each line.
How to set it up
In the back office, go to AI Hub → Settings: turn on “AI agent”, choose the avatar and the “AI agent name”, pick “Answer first” or “Answer last” (new stores start on “Answer first”), and set “Delay in reply (sec)”.
AI Hub works when the AI Sales Agent module is on your store’s plan.
Where Immerss fits
Immerss is options 3 and 4 in one switch. It puts an AI sales agent on your store that knows your catalog, answers shoppers’ questions and adds to the cart, and you see every conversation. You decide whether it answers first or last, and your team joins the conversations that need a person.
Immerss installs on Shopify, WooCommerce, Salesforce or any store by script, and it’s free to start. See how other stores use it in our customer stories, or get started.
You already have a policy for who answers first. Choose it on purpose.
Questions
Who should answer the chat first in a small store, a person or the AI?
It depends on where your team spends its day. If associates are mostly on the floor or with clients, let the AI answer first and hand over the conversations that need a person. If they sit at the screen and want to sell in chat, ring them first and let the AI take what nobody could answer.
What happens with "Answer last" if nobody on the team picks up?
The AI takes the conversation when there's no one to ring: everyone is offline, busy, outside their working hours, or has already been rung without answering. The store's overall wait limit still applies, though. If it runs out while associates are still being rung, the shopper sees the "leave a message" form instead of the AI.
What does the AI do if a shopper asks for a person and nobody is free?
If the AI offered a person and no associate took the conversation in time, the AI takes it back, tells the shopper that no one is free just this minute, keeps helping, and passes the conversation along as soon as someone is free.
Can the AI talk to shoppers by voice or video?
No. Conversations with the AI agent are always text chat. By default it replies to the shopper's first message rather than writing first, unless you add the "AI initiates chat" step to your programmable messages.
